Chief Operations Officer
A ‘C’-Suite position reporting to the CEO, Ismail Ahmed, this position is a pivotal one in the transformation of WorldRemit’s operations and customer services. The role will be accountable for the entire customer experience and transactional lifecycle and this will require considerable cross-departmental liaison. The COO will set ambitious and realistic plans for change and champion a culture of improvement through automation and excellence in delivery. WorldRemit is highly ambitious to automate as much of its customer services, operations and finance operations processes as commercially possible.
They will oversee the transformation agenda for operations and customer services – given the manual nature of WorldRemit’s operations to date, there are many efficiencies to be gained through rigorous process redesign, automation and rolling out straight-through-processing. The COO will identify where the real opportunities for transformation lie and conceive and deliver on a fully-costed plan for investment, including forecasting and building capacity for future volume growth. This will have the result of limiting headcount growth in customer services. They will correspondingly set the most appropriate operating metrics (e.g. NPS, first-call resolution, call-handling time), socialising and embedding them with all their stakeholders. They will harness data and analytics, to monitor transactional metrics and promote real-time reporting, in order to track performance.
Given WorldRemit’s global footprint, this person will create an internal culture of collaboration and strong communication between London, Denver and the Philippines (and future customer services centres). They will set up effective hand-overs between offices and teams.
A true peer to ExCo at all times, the incoming COO will interact with and mutually rely upon many different teams. Regarding the technology-related innovation, they will face off to the engineering team, drawing on their expertise in deciding whether to build or buy software and where appropriate, collaborating closely with them on in-house development. Through demonstrating the business value of their initiatives, they will influence the technology roadmap. Engineering also owns Platform Security, where the COO will cross-over on infosec issues. there will be considerable interaction. Product will be a key stakeholder as this person will collaborate, enhance and inform the existing automation workstream. There is much interplay between operations / customer services and the finance function, for example regarding controls (e.g. on chargebacks) and loss prevention mechanisms. The COO’s influence over finance operations (the area responsible for daily reconciliations), will only grow over time. Compliance is a key partner due to the need to assure a high degree of vigilance in preventing fraud, including working closely with correspondent partners. Marketing will be a partner across a wide variety of customer experience topics e.g. monitoring automated customer communications and innovations for enhancing UI/UX e.g. chatbots.
There will be a number of workstreams which flow from the transformational plan and the COO will determine on the best way to execute on them. This includes select hiring where appropriate. Management, both of direct reports and indirectly through a matrix, will be key to motivating and executing on the vision. The incoming COO will underpin all roles with clear role descriptions and responsibilities, and will provide excellent mentoring and career management at all times.
